Ecommerce customer support tools: from order question to resolution

Shortlist Gorgias when Shopify order work dominates your queue, Help Scout when a shared inbox and help content anchor your service, or Freshdesk when you need structured ticket routing. Then check the store connector, action permissions and billing unit—not just whether the tool has a chat widget.

A SHORTLIST, NOT A UNIVERSAL WINNER

Compare the help desk against the work inside the order

Shopify is the common connector example below, not proof of identical features on WooCommerce, marketplaces or a custom store. Check your exact platform, app version and plan. A store that receives a few manageable emails may first need clearer delivery and return information plus an accountable inbox owner—not another subscription.

Keep the support request, order change and refund separate

In Gorgias, the documented Order Management portal is Shopify-specific and requires an active AI Agent subscription. Shoppers authenticate with a code, then track orders or submit eligible return and cancellation requests. Those portal buttons do not themselves issue a refund or cancel the order.

ToolMerit’s proposed control path, not a software screenshot or a record of a test transaction. It separates three outcomes that a closed ticket alone cannot prove.

AI Actions are a different capability

Gorgias AI Agent Actions can change orders when configured. Its cancellation action checks for an unfulfilled order and can cancel, restock and refund it. But Shopify cancellation or address-change actions do not automatically propagate to third-party fulfillment apps. Treat that as an integration boundary, not a successful warehouse stop.

Refund, return and shipment are different records

Shopify’s cancellation guidance notes that a fulfillment partner may need a separate cancellation first. For any candidate, verify the affected items, amount, restock choice and customer notification. Subscription access and future charges need their own billing workflow; a support reply does not change them.

PRICE THE METER, NOT THE MESSAGE COUNT

Seats, tickets and AI outcomes are different billing units

Seat-based plans

For a simple Freshdesk Growth illustration, three paid agents at the advertised annual-billing rate give 3 × $19 = $57/month equivalent, or $684/year before tax and extras. This is not a $57 monthly-billing offer. Include temporary staff, channel products, AI, migration and implementation in the actual quote.

Help Scout’s AI Answers definition and spending cap also matter: a capped bot stops for the rest of the billing cycle when the cap is reached. Keep a human contact route available. Do not compare its resolution count directly with another provider’s session allowance.

A ticket-count example for Gorgias

Under its current usage rules, a helpdesk reply—including an automatic Rule reply—makes a ticket billable. Repeated messages inside that ticket do not each add a helpdesk ticket.

  3. A Rule replies to 5 previously unanswered tickets: 13 billable tickets.

These are hypothetical counts, not a price quote. Successful AI automation can add an outcome charge; inactivity can split conversations into new tickets. Voice, SMS and legacy subscriptions have separate rules.

REQUIRE EVIDENCE BEFORE SWITCHING

Prove the order handoff and the exit path in a trial

The following are proposed acceptance checks; ToolMerit has not run these tests in vendor accounts. Use approved test environments and synthetic customer details. Do not connect live refund permissions or upload real customer histories just to explore a feature.

  1. Match the right shopper and order

    Try two orders for one test customer and a message from an unrecognized address. Pass only when the agent can identify the intended order without exposing someone else’s details. A convenient email match is not, by itself, authorization to change an order.

  2. Compare tracking with action permissions

    Have a restricted test agent view delivery status, then attempt a prohibited refund. Record the permitted result, rejection and escalation owner. Do not accept a hidden button as proof of a server-side permission check.

  3. Exercise a handoff that cannot finish

    Use a simulated fulfillment lock or disconnected connector. The conversation must keep an owner and an honest pending state. Check what the customer sees outside business hours and how they reach a person when automation cannot answer.

  4. Inspect what the export actually contains

    Export a small permitted sample and open it independently. Check messages, notes, attachments, timestamps and order references against the original. In Gorgias, view exports contain metadata; analytics exports can include public message text but exclude internal notes and have time/volume limits. Export options and limits.

Before cutover: decide how old conversations remain readable, where help-center URLs redirect, who owns unanswered tickets and when the old connector loses access. For Gorgias, message-content analytics exports cover the most recent 30 days of the selected period, up to 100,000 tickets—not a full historical migration by default. Ask for the missing export scope before canceling the old service.

A help desk moves customer and order data into another system. Review access, retention, deletion, subprocessors and contractual requirements for your situation. When the next task is customer retention

A retention system addresses repeat purchase, lifecycle messaging or customer success. It is not a substitute for resolving an open order problem.
